面向個人用戶:優化業務流程,改善用戶感知
據大(da)(da)量用(yong)戶(hu)反映,聯通(tong)現(xian)有(you)融(rong)合業(ye)務辦理復(fu)雜(za),用(yong)戶(hu)等待(dai)時(shi)間(jian)長(chang);部分業(ye)務當月(yue)(yue)無法一(yi)(yi)次(ci)受理,需要下月(yue)(yue)再(zai)次(ci)到(dao)(dao)(dao)廳辦理等等。針對用(yong)戶(hu)反應的痛點問題(ti),為從根源上(shang)解決,中國聯通(tong)一(yi)(yi)方面對現(xian)有(you)融(rong)合產(chan)品(pin)種(zhong)類進行大(da)(da)幅收斂,一(yi)(yi)方面對融(rong)合業(ye)務辦理復(fu)雜(za)、多次(ci)到(dao)(dao)(dao)廳等問題(ti)進行了(le)系統流程(cheng)重構。優化(hua)后(hou),融(rong)合業(ye)務平均(jun)辦理時(shi)長(chang)縮短了(le)50%以上(shang),多次(ci)到(dao)(dao)(dao)廳問題(ti)得到(dao)(dao)(dao)大(da)(da)范圍整改。據數(shu)據反饋,超過85%的一(yi)(yi)線營業(ye)員感受到(dao)(dao)(dao)了(le)流程(cheng)優化(hua)帶來的顯著(zhu)成果,客戶(hu)滿意度高達88.9%,實現(xian)大(da)(da)幅度提升(sheng)。
針對一(yi)線市場所收集到(dao)的(de)客戶集中反饋的(de)問(wen)題,中國聯通引(yin)起(qi)高(gao)度重視,統一(yi)思想(xiang),目標一(yi)致(zhi),攻堅克難,在最短時間(jian)完(wan)善了廣受大眾關注的(de)幾項業務,截至10月,2019年同比2018年10010投訴降幅達30%,為用戶提交上(shang)一(yi)份滿(man)意的(de)答卷。
為了(le)(le)向異地(di)(di)(di)辦理業務(wu)(wu)的(de)(de)(de)用(yong)(yong)戶(hu)(hu)(hu)提供更(geng)方便快捷(jie)的(de)(de)(de)服(fu)(fu)(fu)務(wu)(wu),中(zhong)(zhong)國聯通(tong)(tong)在已(yi)推出的(de)(de)(de)“異地(di)(di)(di)無(wu)憂”業務(wu)(wu),如異地(di)(di)(di)停機保號/復(fu)(fu)機、移(yi)網掛(gua)失/解(jie)掛(gua)、補換(huan)卡、繳費(fei)、過(guo)戶(hu)(hu)(hu)、開具(ju)電子發票、移(yi)網銷(xiao)戶(hu)(hu)(hu)等基礎上,還實現(xian)了(le)(le)銷(xiao)戶(hu)(hu)(hu)等非正(zheng)常狀態手機用(yong)(yong)戶(hu)(hu)(hu)在網/手廳(ting)交費(fei)、銷(xiao)戶(hu)(hu)(hu)用(yong)(yong)戶(hu)(hu)(hu)可(ke)退費(fei)至銀行卡等功(gong)能(neng),打破了(le)(le)通(tong)(tong)信行業以屬(shu)地(di)(di)(di)化(hua)服(fu)(fu)(fu)務(wu)(wu)為主的(de)(de)(de)傳(chuan)統服(fu)(fu)(fu)務(wu)(wu)模式,解(jie)除了(le)(le)通(tong)(tong)信產品(pin)的(de)(de)(de)地(di)(di)(di)域屬(shu)性,滿(man)足了(le)(le)用(yong)(yong)戶(hu)(hu)(hu)對通(tong)(tong)信服(fu)(fu)(fu)務(wu)(wu)的(de)(de)(de)多元(yuan)化(hua)需(xu)求,真正(zheng)提升產品(pin)價值和(he)服(fu)(fu)(fu)務(wu)(wu)品(pin)質(zhi),實現(xian)惠民便民。同(tong)時,手機營業廳(ting)作為中(zhong)(zhong)國聯通(tong)(tong)“功(gong)能(neng)最(zui)為完善(shan)、用(yong)(yong)戶(hu)(hu)(hu)體(ti)量最(zui)大、互聯網化(hua)程度最(zui)高”的(de)(de)(de)線(xian)上服(fu)(fu)(fu)務(wu)(wu)窗口(kou),為了(le)(le)給用(yong)(yong)戶(hu)(hu)(hu)提供最(zui)全面、最(zui)便捷(jie)的(de)(de)(de)“查(cha)交辦”自助(zhu)服(fu)(fu)(fu)務(wu)(wu),本次(ci)流程優(you)化(hua)進一(yi)步完善(shan)了(le)(le)停機保號復(fu)(fu)機功(gong)能(neng),用(yong)(yong)戶(hu)(hu)(hu)可(ke)通(tong)(tong)過(guo)人臉識別(bie)實現(xian)免登錄復(fu)(fu)機。針對當前使用(yong)(yong)量較大的(de)(de)(de)融合套餐主副(fu)卡用(yong)(yong)戶(hu)(hu)(hu),實現(xian)了(le)(le)余量查(cha)詢(xun)功(gong)能(neng),目前已(yi)在天津、廣西等六省進行試點運行,預計(ji)將(jiang)在12月底完成全國范圍內的(de)(de)(de)上線(xian)。
面向行業用戶:優化管理流程,提升質量效率
2019年中(zhong)國聯通新(xin)興ICT業務(wu)快速增長,為了加強風險(xian)管控,實現高質量(liang)發展(zhan),總部制定了新(xin)興ICT項(xiang)(xiang)(xiang)目類(lei)(lei)業務(wu)管理辦法,在全(quan)國范圍內(nei)上線新(xin)興ICT運(yun)營系(xi)(xi)統(tong)并不斷(duan)迭代(dai)優化(hua)系(xi)(xi)統(tong)運(yun)營流程(cheng)。超過70%的員工(gong)認為,通過進一步規范新(xin)興ICT項(xiang)(xiang)(xiang)目類(lei)(lei)業務(wu)管理、提(ti)升(sheng)系(xi)(xi)統(tong)支撐能力,能有效(xiao)防控風險(xian),提(ti)升(sheng)效(xiao)率。中(zhong)國聯通也通過修訂大客(ke)戶(hu)項(xiang)(xiang)(xiang)目前評估(gu)制度,使(shi)評估(gu)指(zhi)導(dao)意(yi)見更加適(shi)合業務(wu)發展(zhan),有效(xiao)解決了政企客(ke)戶(hu)工(gong)程(cheng)項(xiang)(xiang)(xiang)目分類(lei)(lei)界面(mian)不清問題,認可度高達(da)99%。
中(zhong)國聯通(tong)進一步簡化了物聯網(wang)業(ye)務(wu)開通(tong)流(liu)程,平(ping)臺(tai)受理業(ye)務(wu)時(shi)間縮(suo)短(duan)至兩天(tian),通(tong)用類業(ye)務(wu)訂單(dan)內容大幅壓縮(suo),客(ke)戶(hu)一次蓋章(zhang)即可開通(tong)業(ye)務(wu),通(tong)過中(zhong)臺(tai)集中(zhong)審核(he)提(ti)高(gao)效率,退單(dan)率由(you)30%降至4%,客(ke)戶(hu)滿意度提(ti)高(gao)至85%。
同時(shi),中國聯(lian)(lian)通推出(chu)政企精品(pin)(pin)網(wang)(wang)、云聯(lian)(lian)網(wang)(wang)等云網(wang)(wang)融(rong)合新(xin)產品(pin)(pin),為(wei)行業用戶提供(gong)了低時(shi)延(yan)、高可(ke)靠、彈(dan)性帶寬(kuan)的(de)(de)差異(yi)化產品(pin)(pin)。政企精品(pin)(pin)網(wang)(wang)確保設計方案(an)和設備采(cai)購的(de)(de)及時(shi)性,縮短了25%的(de)(de)工期(qi);云聯(lian)(lian)網(wang)(wang)平臺則解決了政企客(ke)(ke)戶上云不便利、不同云商(shang)間的(de)(de)多云互訪無法實現的(de)(de)難題,滿足了客(ke)(ke)戶一(yi)跳上云和云間互聯(lian)(lian)的(de)(de)迫切(qie)需求(qiu),可(ke)為(wei)行業客(ke)(ke)戶提供(gong)即時(shi)開通、彈(dan)性帶寬(kuan)的(de)(de)差異(yi)化服務。
